How should the agent handle two languages?
On one number, following the caller. It should open in a way that works for both, then continue in whichever language the caller uses, and switch again mid-conversation if they do.
What does not work is a press-one-for-English menu. In Miami that adds a step to every call to solve a problem the agent can solve by listening, and menus are where callers hang up.
Which Spanish does it speak?
This matters more than the yes/no answer suggests. South Florida's Spanish is not one accent — Cuban, Venezuelan, Colombian and Argentine callers all sound different and use different words for ordinary things.
Current models handle the range well, but you should hear it. Ask for a sample using your own vocabulary — the words for your services, your neighbourhoods, your prices — and judge it yourself rather than taking the demo's word for it.
Does it write the transcript in the language spoken?
It should, and you should check. A transcript translated into English loses the thing you would want it for: what the customer actually said, in their words, when they explained the problem.
The monthly report is more useful when it shows you which language your calls arrive in. For a lot of Miami businesses that split is not what they assumed, and it changes how they staff the phone during the day.
What if a caller wants a human who speaks Spanish?
Then the handoff has to know that. An agent that escalates a Spanish-speaking caller to an English-only team member has made the call worse rather than better.
Set the escalation rule by language as well as by topic, so the caller reaches somebody who can continue the conversation. If nobody is available in that language, the honest move is for the agent to say when somebody will call back, and mean it.
